Will AI replace customer service representatives?
Partly. AI chat agents now answer many simple questions, log calls, process routine refunds and even suggest add on products, and BLS expects customer service rep jobs to shrink 5% by 2035. People are still needed for hard complaints, phone calls that go wrong, exceptions and inspecting returns, and several companies that cut too far have hired humans back.

Will AI replace customer service representatives?
Not completely. BLS projects customer service rep jobs to fall 5% from 2025 to 2035 as self service and automated systems take over simple tasks, but it still expects about 289,500 openings a year [2]. Gartner predicts that by 2027 half of the companies planning big cuts to service staff because of AI will drop those plans [7].
How much of customer service can AI handle today?
Vendors report large shares of simple chats. Intercom says its Fin agent resolves an average of 76% of support conversations without a human [6], and Klarna said in 2024 its assistant handled about 75% of customer chats [8]. These are vendor figures for chat, not phone calls or hard cases.
Did any company replace its support team with AI and regret it?
Yes. Klarna froze hiring and leaned on AI for support, then in May 2025 its CEO said quality had suffered and the company began hiring human agents again [8]. He said customers should always be able to reach a person [8].
Does AI help customer service reps do their jobs better?
A study of 5,179 support agents found an AI assistant raised issues resolved per hour by 14% on average and by 34% for newer, less experienced agents [3]. It also found better customer sentiment and higher employee retention [3].
What skills keep a customer service rep safe from AI?
Handling angry or complicated cases, phone work, judgment on exceptions and checking physical returns are the hardest parts to automate, and Gartner found 95% of service leaders plan to keep human agents [7]. Learning to supervise and correct AI tools such as ticket summaries, suggested replies and automatic quality scores is also useful [4] [12].
